How to better understand your customers and improve your bottom-line.

A main focus, for many of our clients, is to increase their rankings on Google. This includes other ways of improving site visibility like ad-words or PPC (pay per click) advertising. The theory is, if you can increase the volume of people visiting your site, then that should increase leads and conversions. This is important, but it is also missing the point.

It's all a percentage game where conversions should be considered a multiplier. If conversion rates are low, Increasing site traffic will result in little incremental growth. However, increasing your conversion rate without any increase to site traffic will greater growth. Focus should be on increasing conversion rates first, then shifting focus to increase visibility & subsequent traffic. Unfortunately many companies spend quite a bit of money improving visibility but have very little understanding about conversions and how to improve them. Probably because the customer intelligence required to improve conversions are seen as 'more' specilised than search so it ends up in the too-hard basket.

This "customer intelligence" is so important that is need to be a strategic component of business planning. It is (or should be) where you make your money. Included in your conversion planning is identifying business goals and what you want people to do on the website. These goals should be directly or indirectly linked to some form of sales activity. Be that, lead generation (filling on forms, to start engagement of off-line sales activity), providing more in-depth product information to influence sales or completing the sales activity on-line if your product or service is applicable. This helps determine you return-on-investment, make better decisions and set appropriate budgets. Contrary to this, Search, Ad-words and PPC are more tactical, in nature, and should be focused on supporting campaigns or specific areas of the business, products.
 

The reason why conversions are so hard is because many companies use tools like Google Analytics as their main tool. (Well it’s free isn’t it!) GA is great, it captures a lot of data, and information is presented well. You can email out the nice PDF’s and everybody thinks they are on top of it. The problem is, there is just so much raw data and setting up 'goals' and GA's conversion funnel is not only a bear! So, making sense of it, and get to good decisions, is very difficult.

Secondly, and more importantly, GA is limited in its capability and only presents half (or even less) of the story. It only tracks WHAT people do, rather than what they DID NOT. Like, where they hesitated, where they got confused or stuck, where they might have thought something was a link, but it wasn’t. This is exactly the type of information YOU NEED TO KNOW!

So, how do we collect data that isn’t there?

A new concept, and associated tools, called Customer Experience Analytics (CEA) is here to save the day. We are very fond of a product suite from clicktale.com. Their solution loads (automatically) a little snippet of java code onto each page that is used to track every single thing the customer does on your site. Every little mouse movement, including where they hover and don’t click. Every keystroke, like a customer filling out your online forms. It's records the 'little things' like where a customer may have backspaced to remove an entry (say in an optional field), where they may have "though about it" then backspaced, having decided not to offer some information with you or people may be 'bailing' out of the form a certain point. I'm not saying we are spying (incidentally it will not record things like passwords etc), but we can use this information to find out why a person did not want you to know. It could be that your privacy policy was not clear or a question ambiguous.

Being able to track information like this will help you design better landing pages that are optimized to your customers needs and therefore do what you need them to do! It will help you understand your site from the average customers perspective. Where they are having difficulty, where you are not getting your point across, choke-points on your site where people ‘bail’ out of your conversion process or funnel.

You might be thinking OMG more raw numbers to deal with or stat's to make sense of. Here clicktale does a good job in providing information in a way that is easy to analyze and make sense of. I've included, below, several key components which explain how these work. Conversion funnels are easily set-up and you can even pick a particular user, who did not complete a process, and play back (like a video) everything they did on the screen.
